Multi-Location Dental Call Routing: Confirm the Right Practice

Route dental callers to the correct location using explicit branch confirmation, current contact rules, and careful handling of patient-specific details.

Multi-location dental call routing should establish which practice the caller means before giving branch-specific information or passing an account question onward. A shared brand, central phone number or familiar clinician name can make the wrong location sound plausible.

The workflow needs an approved location directory and a deliberate way to resolve ambiguity. It should not assume that the nearest practice is the one holding the caller's appointment or records.

Build a directory for spoken conversations

For each location, record the public name, address, current opening hours, approved contact routes and any commonly used alternative name. Include a clear owner for updates. A renamed branch may remain familiar to patients under its old name for a long time.

Avoid making callers choose from internal branch codes. Ask a natural question: which town, street or location do they normally attend? Repeat the selected location in plain language before proceeding.

If two sites share similar names, use a distinguishing detail approved by the practice. Do not use patient-specific information as a shortcut for identifying the branch unless the caller has passed the relevant access checks.

Separate location choice from record access

A caller can ask for directions to a public location without disclosing personal information. A question about their appointment requires the appropriate identity and authorization process. The routing conversation should not expose a record just to prove that the assistant found a match.

A hypothetical caller with the wrong number

A patient calls the central number and says they have an appointment “with the dentist near the station.” There are two branches near different stations. The assistant should clarify the location rather than select the first one in its list.

If the caller then says they are unsure, the workflow can collect a staff assistance request using the practice's approved process. It should not list another patient's appointment details or pretend that the uncertainty has been resolved.

Once the location is confirmed, the note should preserve both the branch and the actual question. A transfer to the right building is still incomplete if the caller needed a billing response and the destination only handles new enquiries.

Give each route an absence plan

Opening hours may differ between sites, and a branch may close temporarily while the central office remains open. The assistant should use the current rule for that location rather than the brand's broad published hours.

Define what happens when the intended route is unanswered. An approved fallback might be a central administrative team or a request for the branch to respond. The caller should hear what actually happened, not a claim that they have spoken to or reached someone who never answered.

A call-routing review should test cross-branch requests, a clinician who works at more than one site, and a caller seeking records after changing practices. Some requests need staff review rather than another automated transfer.

Measure wrong-destination work

Ask staff to flag calls that reached the wrong branch, the wrong function or an unmonitored destination. Those are separate failure categories. Better speech recognition alone will not fix an outdated directory or missing absence rule.
